What an AI agent actually is

An AI agent is a software system that can understand a goal, decide the steps to reach it, and carry those steps out across connected tools — with little or no human intervention. Where a traditional automation follows a fixed script ("if X, then Y"), an agent reasons about the situation, pulls the information it needs, and chooses an action. It can read a customer's history, check inventory, issue a refund, and update a record — as one continuous task rather than a handoff between systems.

How AI agents work under the hood

Three capabilities separate an agent from a basic bot:

  • Understanding intent. It interprets what the user actually wants, not just the keywords they typed.
  • Access to systems. It's connected to your real tools — CRM, database, ticketing, billing — so it can retrieve and change real data.
  • Autonomous action. Within defined limits, it completes the task instead of routing it to a person.

The result is a system that supervises outcomes rather than one that simply responds.

Where AI agents create real value

The strongest use cases share a pattern: high volume, repetitive decisions, and clear rules. Customer support is the obvious one — agents resolve the majority of routine requests end to end, freeing teams for the complex cases that genuinely need judgment. But the same model applies to internal operations: onboarding, data reconciliation, order handling, and follow-ups that used to depend on someone remembering to act.

What to consider before adopting one

An agent is only as good as its boundaries. Define what it's allowed to do, where it must escalate to a human, and how its actions are logged. Start with one high-volume workflow, measure the outcome, then expand. The goal isn't to remove people — it's to remove the repetitive work that keeps them from doing their best.
